Missing Item in a Package: Customer Response Templates
In this guide
The parcel arrived, but one item was not inside. That is a different problem from an entire order going missing, and the response should show that you noticed. Start by identifying the absent item, checking whether it shipped separately, and telling the customer who will handle the resolution.
Quick answer: Reply, “I am sorry [item] was missing from your package. I will check whether it shipped separately and review the packing record. Please confirm [only the missing order detail]. I will update you by [time] with the tracking information or available replacement or refund options.” Do not ask for a photo of something that is absent.
Check these records before choosing the remedy
- Confirm the exact missing item, variant, and quantity.
- Check whether the order has more than one shipment or tracking number.
- Review packing records and what the product listing says is included.
- Check stock and your authority to replace or refund.
- Give the customer one clear update, including anything still unknown.
If no package arrived, use the order-never-arrived response guide. If a different product was inside, wrong-item delivery replies addresses that mismatch. Asking the right first question prevents a long investigation into the wrong issue.
Eight replies for incomplete deliveries
1. Open the investigation
Tone: Supportive.
“I am sorry your package was incomplete. I understand [item and quantity] are missing from order [number]. I am checking the shipment and packing records and will update you by [time].”
Repeat the details the customer already gave you rather than asking for them again. If the order number is missing, request it privately. A useful acknowledgment identifies the actual problem, not merely “the inconvenience.”
2. Confirm a verified separate shipment
Tone: Professional.
“[Item] is in a separate shipment. Its tracking number is [number], and the carrier currently estimates delivery on [date]. I am sorry that the split shipment was not clear.”
Use only after verifying the second parcel. Link to the actual tracking page and label the date as an estimate. Do not assume a split shipment just because your store sometimes sends multiple packages.
3. Correct a packing omission
Tone: Professional.
“I have confirmed that [item] was omitted. I am sorry. We can [approved replacement option] or [approved refund option]. Please let me know which you prefer.”
Offer choices you can actually fulfill and explain any material conditions. Do not require the customer to return the correctly delivered products unless there is a legitimate, clearly explained reason under the applicable process.
4. Check a missing bundle component
Tone: Calm.
“Thank you for flagging the missing [component]. I am checking the contents listed for this bundle and whether the component was packed separately. I will confirm the next step by [time].”
Bundle contents can differ by model or version, so check the exact purchased listing. Do not dismiss the complaint with a general product description. If a necessary component is absent, make the resolution specific to that component.
5. Ask about packaging only when useful
Tone: Polite.
“If you still have the packaging, could you tell me whether it appeared opened or damaged? A photo of the outside and packing slip may help; please cover your address and other personal details.”
This can assist a transit or packing investigation but should not be an automatic obstacle. Explain why the evidence helps. Avoid implying that discarded packaging proves the customer is dishonest or that a missing object can be photographed.
6. Handle an unavailable replacement
Tone: Supportive.
“The missing item is currently out of stock. The available options are [approved options]. I cannot confirm a restock date yet, so I do not want to keep you waiting on an uncertain promise.”
Be candid about stock rather than offering an invented delivery estimate. Get agreement before substituting another product. If a refund is offered, specify its scope and explain the process without making unsupported claims about banking times.
7. Reply in a public review or comment
Tone: Professional.
“I am sorry an item was missing. Please contact [private support channel] with your order number so our team can check the shipment and help resolve this.”
Keep the public answer brief and never disclose the order details yourself. Once the customer reaches the private channel, make sure the context follows them. Do not ask them to post an address, invoice, or payment information publicly.
8. Close the loop after dispatch
Tone: Warm.
“The missing [item] has now been dispatched. Your tracking link is [link]. Thank you for your patience while we corrected the omission. Please use this thread if you need further help.”
Only say dispatched after that event is confirmed. A created label is not always proof that a carrier has the parcel. If there is a verified delivery estimate, include it with the appropriate qualification rather than treating it as a guarantee.
Separate operational facts from assumptions
Shopify documents split shipping, so a partial arrival can have a legitimate explanation. That is a reason to check your records, not a reason to presume the customer missed an email. Its returns and exchanges documentation distinguishes those actions from refunds; use the name of the action you have actually approved.
Keep policy and any applicable consumer requirements separate from your investigation. These templates do not establish who is legally responsible or impose a universal refund rule. Escalate uncertainty through the appropriate business process instead of improvising a legal answer.
What a helpful follow-up looks like
“I checked both fulfillment records. There is no second shipment, so I have escalated the missing item to our order team. I will confirm the approved remedy by tomorrow at noon.” This tells the customer what changed, what remains unresolved, and when to expect news.
If the complaint is really about a product looking incomplete compared with a photograph, see responding to product-photo differences. For broader service recovery, use the customer complaint guide. The goal is not to close the ticket quickly; it is to make sure the reported omission receives a clear resolution.
Missing-item support questions
What should I say first when an item is missing?
Acknowledge the exact missing item, apologize for the incomplete delivery, and explain what you will check and when you will update the customer.
Should I ask for a photo of the missing item?
No. You may ask for relevant packaging, labels, or contents if that genuinely helps, but you cannot photograph an absent object.
What if the order shipped in two parcels?
Confirm the separate shipment in your records and share its tracking details. Apologize if the split shipment was not communicated clearly.
Can I accuse a customer of lying if the packing record looks correct?
Do not make an accusation based on one record. Explain what you are checking, follow the established investigation process, and escalate discrepancies appropriately.
Is this the same as an order that never arrived?
No. Here a package arrived but an item is absent. A completely undelivered order requires different tracking and delivery checks.
